What If Everyday Hospitality Could Grow With Us?

There are certain places we return to throughout our lives without ever really noticing. Not because they're extraordinary. Quite the opposite. Because they're familiar. Reliable. Comforting. Simply there when we need them. A coffee before an early train. A quiet corner before an interview. A catch-up with someone we haven't seen for years. The Saturday morning dog walk. A motorway stop halfway home. A coffee while we're waiting for whatever happens next. Life isn't only made up of the milestones we photograph. It's made up of thousands of ordinary moments surrounding them. And for millions of people, Costa has already been part of those moments for years. Not as the main character. As the familiar place in the background. The place where people meet, wait, work, celebrate, think, travel, pause and reconnect. Costa's Made With Heart platform beautifully recognises this human role. Connection. Ritual. Care. The small moments surrounding an everyday cup of coffee. So this study doesn't try to replace that idea. It begins there. And asks:

What might be a natural next chapter?
 
What if Costa could understand just a little more about why someone has walked through the door today? And what if that small piece of understanding allowed the hospitality Costa already does so well to become even more relevant to the moment? Not through grand gestures. Not through constant personalisation. Not by turning every coffee into an “experience.” Just through small acts of everyday hospitality. Then something else becomes interesting. Because one visit is simply one visit. But what happens when those visits continue for five years? Ten? Thirty? What happens when Costa hasn't just served someone coffee... but has quietly witnessed parts of their life?

THE INVESTIGATION

Every project begins in the same place. Not with a product. Not with technology. Not with a campaign. With a question. Rather than asking: What could Costa launch next? I started with something much simpler. Why does coffee matter so much to us? Because when you strip everything away, coffee isn't only about coffee. It creates a pause. A reason to sit down. A reason to meet someone. A marker between one part of the day and another. A familiar ritual in unfamiliar places. And sometimes it becomes attached to moments far bigger than the drink itself.

IT STARTS LONG BEFORE THE CUP
Coffee takes time. A seed becomes a plant. The plant matures. Cherries grow. They are picked. Processed. Dried. Roasted. Ground. Brewed. Behind something consumed in minutes is an extraordinary chain of people, patience, place and care. Coffee may be served quickly. But it isn't created quickly. At its heart, it is a product shaped by time. And perhaps that makes it particularly suited to another thing that takes time. Relationships.
 
THEN I LOOKED BEYOND THE DRINK

For centuries, coffee houses have created the conditions for other things to happen. People talk. Work. Wait. Think. Read. Meet. Plan. Celebrate. Recover. Reconnect. Sometimes they sit alone. Sometimes they sit with the person who matters most to them. The coffee matters. But often, the reason somebody is there matters even more. And that led to a simple observation. Two people can order exactly the same coffee, while having completely different days. One person could be walking into an interview in twenty minutes. Another might be killing time before a train. Someone might be celebrating. Someone might be grieving. Someone might be working. Someone might desperately need half an hour where nobody asks anything of them. From the till's point of view: Flat white. From the persons point of view: Completely different moments.

SOMETHING CLICKED

Costa already knows how to create familiar, everyday hospitality. Made With Heart gives that strength an emotional expression. So rather than asking how Costa could become something entirely different, I became interested in what might happen if that existing strength was simply allowed to evolve. Not: How can Costa know more about me? But: What if Costa could understand why I'm here today? Just enough to make the moment feel slightly more considered. That became the starting point.

THE REWILDING LAB LENS

The Rewilding Lab approach follows three stages:
 
 

1. REDUCE THE NOISE

Customer experience is increasingly surrounded by more. More personalisation. More automation. More prompts. More recommendations. More notifications. More loyalty mechanics. More technology trying to anticipate what people want. But sometimes the most useful question is much simpler. Why are you here today? And sometimes the answer might simply be: Just coffee.

2. RETURN TO WHAT IS ALIVE

Costa already has familiarity. Warmth. Ritual. Recognition. A place in people's routines. Made With Heart already celebrates the connection and care surrounding those everyday moments. So the opportunity isn't to manufacture humanity. It's to build gently from something Costa already does brilliantly.

3. BUILD FROM WHAT IS ALIVE

One act of hospitality is small. Hundreds become a culture. Years of visits become familiarity. And familiarity can eventually become something else. Memory. Attachment. Relationship. A story.

THE EXPERIENCE CONCEPT

WHY ARE YOU HERE TODAY?
 
At the beginning of a visit, a customer could optionally tell Costa what brought them in. Perhaps it's meeting someone, working, travelling, celebrating, studying, taking a break, exploring somewhere new, a big day, or simply just Coffee. Nothing complicated. Nothing intrusive. Just a small piece of information about the reason for being there today. And sometimes, that could allow Costa to respond a little differently.
 
EVERYDAY HOSPITALITY
Imagine you're heading into an interview. You choose: A Big Day. Nothing theatrical happens. Nobody announces anything. There isn't a screen wishing you luck. Perhaps the barista simply hands over your coffee and says: "Hope today goes well." That's it. Ten seconds. Or perhaps you're visiting somewhere unfamiliar. You choose: Exploring Somewhere New. Alongside your coffee is a recommendation from someone who actually works there: If you've got twenty minutes, there's a tiny garden two streets away that most visitors miss. You're working. Perhaps you are naturally guided towards a quieter part of the café. You're meeting someone. Perhaps you're offered somewhere comfortable where you won't feel rushed. You're taking a break. Nothing is asked of you. No upsell. No suggestion. Just space. And if you choose: Just Coffee then that's exactly what you get. Coffee. Because good hospitality also means knowing when not to intervene.
 
The point isn't to turn every visit into a memorable branded moment. Most shouldn't be. Most Costa visits will simply be coffee, conversation, work, waiting, life. The opportunity is smaller. Understand just enough to care appropriately. And across thousands of cafés, those tiny behaviours could create something much larger. Not spectacular hospitality. Not luxury hospitality. Everyday Hospitality. A brand exceptionally good at understanding the reason someone is there and responding appropriately when it matters.
 
THEN TIME CHANGES THE EXPERIENCE
Most visits disappear. As they should. You bought a coffee. You drank it. You carried on with your day. But every now and then, an ordinary Costa visit becomes attached to something important. The coffee before the interview that got you the job. Saturday mornings with Dad. The first coffee after moving somewhere new. The conversation where you decided to start the business. Waiting for the flight you'd saved three years to take. Meeting old friends again. The hospital café where somebody sat beside you when you needed them. Costa didn't create those moments. It simply happened to witness them. And that became the next part of the experience.
 
MOMENTS WORTH KEEPING
Not every Costa visit needs remembering. But occasionally, someone might decide: I want to keep this one. A photograph. A few words. A place. A date. Perhaps nothing more than: “We laughed for three hours.” Or: “First day.” Or: “Dad's birthday.” Those memories remain the customer's. Costa simply provides a way for selected moments to be attached to something that was already there. Their reusable cup.
 
THE CUP THAT CARRIED A LIFE
At first, it's simply a reusable Costa cup. You bring it back. Again. And again. It goes to work. On trains. Into airports. On road trips. Into hospitals. Across cities. On weekend walks. Into new jobs. Old routines. Different chapters. Eventually, the cup changes. A scratch appears. Then another. The colour fades slightly. There's a mark from the time it fell out of the car door. It becomes unmistakably yours. And somewhere behind that physical object sits a small collection of moments you chose to keep. Not a purchase history. Not every coffee you've ever ordered. A handful of pieces of life. You tap or scan the cup. And perhaps you find: A photograph. A place. A few words. A date. A memory. The technology isn't the interesting part. The life attached to the object is. Because eventually, the value of the reusable cup isn't simply what it's made from. It's what happened while you were carrying it.
 
THE CUP MUSEUM
One day, after years of use, the cup finally reaches the end of its useful life. Not because Costa wants you to replace it with the newest version. Because it genuinely has done its job. A new reusable Costa cup arrives. A quiet thank-you for all the years the old one travelled with you. But inside the packaging is another possibility. You can send the old cup back. Not simply for disposal. To retire it. Because perhaps an object that accompanied years of someone's life deserves something more than a bin.
 
The Cup Museum - A growing archive of retired Costa cups and the ordinary lives they travelled through. Not celebrity artefacts. Not pristine collector's items. Used cups. Scratched cups. Faded cups. Cups that have been held thousands of times. One might belong to a nurse who carried it into hundreds of night shifts. Another to two friends who met at Costa every Thursday for twenty years. Another might have travelled across dozens of countries. Another might belong to someone who used to meet their father every Saturday morning. The cup itself is ordinary. But its use made it extraordinary. The scratches are the story. Selected cups could sit alongside fragments of the moments their owners chose to share. Together, they become an evolving portrait of ordinary life. Hundreds of people. Thousands of visits. Years of living. A museum built not around objects of enormous financial value... but around objects that became valuable because they were used. And somewhere within every story sits the same quiet truth. Costa happened to be there.
 
THEN THE RELATIONSHIP BECOMES SOMETHING LIVING
There is another way to make time visible. A coffee tree. Imagine that after five years with Costa, instead of receiving another transactional reward... you receive something alive. A young coffee plant. A thank-you for five years of morning coffees, journeys, meetings, pauses, routines and conversations. You take it home. You put it near the light. You water it. You watch it grow. Slowly. Years pass. New leaves appear. Eventually, under the right conditions, something extraordinary happens. Coffee cherries. And when your tree finally produces them... you tell Costa.
 
That tiny milestone unlocks an invitation. Not a voucher. Not another discount. An experience. You bring your harvest to the Costa Roastery. Alongside a small group of other customers whose plants have finally fruited. And for the first time, you follow the coffee journey from the other side. Your cherries are processed. The beans are prepared. Roasted. Ground. Brewed. And finally poured. One cup. Made from coffee you grew yourself. The journey that usually happens thousands of miles away suddenly becomes tangible. Seed. Plant. Cherry. Bean. Roast. Cup. And an everyday drink you've consumed thousands of times becomes something completely different. Not because it became more expensive. Because you finally understand what it took to create it.
 
A RELATIONSHIP THAT GREW
Now imagine the experience across time. Someone walks into Costa on an important morning. Costa knows just enough about why they're there to offer a tiny piece of encouragement. They return. Then again. And again. Not every visit matters. Most shouldn't. But a few become moments worth keeping. Their reusable cup travels with them. The cup ages as they do. Years later, it becomes an artefact of their own life. Eventually it joins hundreds of others in The Cup Museum. Somewhere along the way, a coffee plant appears on their windowsill. And one day, perhaps years later, that plant completes the circle. Back to coffee. No single moment needs to announce: LOYALTY. Yet a remarkably deep form of loyalty has emerged. Not because Costa repeatedly rewarded transactions. Because the relationship had time to grow.
 
FROM ONE VISIT TO A LIFETIME
Traditional customer systems are extremely good at understanding: What did someone buy? When? How often? How much did they spend? This concept starts somewhere else. Why are they here? That question creates a different kind of opportunity. Not to know everything about the customer. Simply to understand the role Costa is playing in this particular moment. And occasionally, that role may matter.

Hospitality Becomes More Relevant
A small amount of context can make ordinary service feel more thoughtful. Not because Costa suddenly knows everything about somebody. Because it knows what brought them in today.

Sometimes people will want a little more human connection. Sometimes they'll want none. Just Coffee matters as much as every other option.
 
Reusable Behaviour Gains Emotional Value
The reusable cup becomes more meaningful through continued use. Its value grows because it stays. Not because another collectible has been added to it. The most sustainable object can become the one someone doesn't want to replace.

The concept doesn't attempt to record somebody's life. Most moments vanish. Only the ones a customer decides matter are kept. That selectiveness is what gives them meaning.
 
Technology Gets Out of the Way
Technology can connect things quietly. A visit. A cup. A chosen memory. But people shouldn't experience the infrastructure. They should experience the hospitality.

People's reasons for visiting coffee shops change across their lives. Studying. Commuting. Working. Parenting. Travelling. Meeting friends. Business. Weekends. Retirement. Costa doesn't need to invent those occasions. They're already happening. The opportunity is to remain relevant as the customer's life changes.
 
Deeper Brand Preference
A competitor can copy a discount. A product. A feature. A piece of technology. It's harder to replace a place attached to years of personal familiarity. The memories don't belong to Costa. They belong to the person. Costa's value comes from having earned a place somewhere around them.
 
Better Understanding of Human Occasions
Most commercial data describes transactions. The reason for a visit describes occasions. And occasions could reveal opportunities across: Store design. Service. Products. Staffing. Locations. Rather than adding more objects to a reusable-cup ecosystem, the same object becomes more valuable through longevity. A sustainable behaviour gains an emotional reason to continue.

Traditional loyalty asks: How frequently do you purchase? This concept asks another question: How long have we been part of each other's lives? Not as ownership. Not as intrusion. As familiarity.

Made With Heart already gives Costa a powerful foundation. It celebrates the care, connection and human rituals surrounding coffee. And that work already exists across Costa's brand and customer experience. This study simply follows that strength forward. Not by making Costa louder. Not by making every visit more complicated. But by asking what another layer of everyday hospitality might look like. Why are you here today? A simple question. A little more understanding. A more relevant response. And occasionally... a moment worth keeping. Over years, those moments might accumulate. One cup becomes worn. A relationship becomes familiar. An ordinary object begins carrying extraordinary meaning. Eventually it joins a museum of lives. A plant grows. Coffee returns to coffee. And suddenly the relationship isn't measured only in transactions. It's measured in time.
 
THE CUP MUSEUM
A living archive of reusable Costa cups that have genuinely reached the end of their useful life. Each selected cup carries fragments of the ordinary human story it accompanied. Its scratches aren't damage to hide. They're evidence of use. Evidence of time. Evidence that the object was there. The scratches are the story.
 
GROW YOUR OWN COFFEE TREE
After years with Costa, customers receive something living instead of another conventional reward. A young coffee plant. They nurture it. Watch it grow. And if one day it produces coffee cherries, those cherries become an invitation back to Costa. To learn. Process. Roast. Brew. And finally drink coffee from something they grew themselves.  From cup to tree. And eventually, back to cup.
 
ONE FINAL THOUGHT
Perhaps the future of loyalty isn't always about giving people more. More points. More offers. More products. More rewards. Perhaps sometimes it's about noticing what is already there. The reason someone walked through the door. The cup they've carried for years. The moments they chose to remember. The familiar place that kept appearing quietly in the background. Because the most meaningful brands aren't always the ones that create the biggest moments in our lives. Sometimes they're simply the ones that were there while life happened.
